A conversation with Wendy Buck, Senior Product Owner

When a customer visits your website at 9:00 PM ready to schedule a service, the last thing they want is a lengthy form, a confusing pricing structure or a message telling them someone will call them back tomorrow. ServiceExpress was built to solve exactly that problem. We sat down with Senior Product Owner Wendy Buck to walk through what's new, what changed and where the product is headed.

ServiceExpress has been around in some form for a while. Can you give us the origin story?

ServiceExpress evolved from our original Lawnbot (later ServiceBot) product, and the core mission has always been the same: reduce friction for customers who want to shop for services outside of normal business hours. The idea is simple: a customer should be able to get an estimate, pay and schedule service without ever needing a callback – a seamless digital experience that meets them where they already are.

What wasn't working with earlier versions?

Abandonment. In some cases we were seeing rates as high as 92%, which is a significant problem. When we dug into why, it came down to two things: confusing service packages and unnecessary questions that had nothing to do with what the customer actually needed. A lot of what was in the flow was there for marketing purposes, collecting data points that were useful to our customers but added friction for their customers. We made a deliberate decision to strip that out and focus entirely on what the end customer needs to complete their purchase.

How did you approach fixing that?

We introduced what we call “logic gates” — a way of tailoring the experience dynamically based on what the customer tells us. If someone indicates they have a specific grass type, the system only presents services relevant to that situation. Questions that don't apply simply don't appear. It keeps the process moving and eliminates the feeling of filling out a form that has nothing to do with why you showed up in the first place.

The results have been meaningful. We brought the time to complete the ServiceExpress process down from two and a half to three minutes to approximately one minute. That's a significant reduction, and it came almost entirely from removing what didn't need to be there: excessive imagery, irrelevant questions and unnecessary steps.

What about the pricing structure? How does that work now?

We built in flexible service tiers — think gold, silver, bronze — and added smart upsell logic on top of that. If a customer selects a mid-level or lower-tier package, the system suggests relevant add-ons that complement what they've chosen. It functions similarly to how cable TV packages are structured; you see the base option, and then you're presented with enhancements that make sense for your situation.

I also want to be 100% clear that these flexible service tiers are not mandatory. I never want to slow our clients down or force them to change how they do business. If you love your current pricing model, you can still sell the exact same services using the exact same methods you do today. The ability to offer tiered pricing options is simply an additional option: A highly sophisticated e-commerce tool to use if you do want to use bundles to drive up your average order value.

Property measurement was a pain point for a lot of customers. What changed there?

This was a big one. Previously, customers were expected to manually draw outlines of their property or estimate their square footage, which is a lot to ask of someone who just wants a lawn treatment. We spent six months evaluating providers before landing on a technology-forward solution that presents customers with their home and exterior square footage automatically. They do retain the ability to override the measurement manually if they choose, but in most cases they don't need to. We went from a previous vendor with roughly a 20% failure rate to a 99.2% success rate with the new integration. That's a dramatic improvement.

What does ServiceExpress do for the businesses using it, beyond the customer experience?

Quite a bit. One of the things I'm most proud of is what it does for operational efficiency on the back end. The intake process now captures detailed information upfront, which significantly reduces the need for office staff to make follow-up calls to clarify what a customer needs. That administrative reduction can translate to real savings.

We also significantly improved marketing attribution. ServiceExpress now captures and passes marketing metrics from the initial ad click all the way through to the RealGreen dashboard. That level of visibility into customer behavior — understanding exactly what's driving conversions — was simply not available before.

How does it handle edge cases, like customers who are outside a service area?

We rethought that entirely. The old approach essentially told out-of-area customers there was nothing we could do for them. Now, when someone outside a service area submits a request, the system notifies the client so they can track demand in areas they may not currently serve. It turns what was a dead end into a market intelligence opportunity. Future phases will introduce warm handoffs to the client’s back office rather than forcing them to wait for a phone call back, so those customers are not only tracked but actively engaged.

You mentioned future AI development. What does that look like?

In an earlier version of the product, we had a section designed to handle customer objections. The problem was that the responses were generic and boilerplate — not particularly useful to anyone. We removed it. What we're building toward is AI-driven communication that responds dynamically to actual customer questions in real time. The vision is a system that can answer thoughtfully and, if a customer is still undecided, hand them off to a human agent seamlessly. That's a much better experience than a canned response.

Is ServiceExpress limited to lawn care?

Not at all. The underlying framework is adaptable, and we've already tested it successfully for pest control, cleaning services and other sectors. Lawn care is where we're focused right now, but the architecture is built to scale across service industries.

Last question. A lot of what's in this product came directly from your clients. How did that shape the end result?

Significantly. Much of the development was driven by feedback from focus groups with long-term clients, and I think you can feel that in the product. Rather than features we came up with ourselves, they’re solutions to problems lawn professionals brought to us. That collaborative process creates something different. Our clients feel invested in ServiceExpress because, in a meaningful way, they helped build it.
